Assistance Chat coverage, final

A plan for who owns the chat when a coach is out or leaves early, built from the Assistance Chat log and the Task Calendar. Every figure covers July 22 to July 28, the tracked window, and 197 logged items. Coach activity is the time the coach answered.

The Task Calendar tracks the rotating duties well. It does not record who owns the Assistance Chat when a coach is out for part of a day or leaves early. That is a recording gap rather than an absence of people, and it is the gap this plan closes.

02Who is on, by hour

The three highlighted rows are the coaches absorbing unscheduled hours. All three have an Assistance window that ends at noon or at 1:00, and all three are logged working into the afternoon.

04Who still answers after 4 PM

The helpers leave at 4:00. Between July 22 and July 28, 26 items were answered after 4:00 PM, and three coaches carried all of them. Margarita answered 17 of the 26, and her Assistance window ends at noon.

Jonathan is the only one of the three whose window covers the hour. The other two are past the end of their Assistance block by the time they take it.

The chat goes quiet by 5:00. The latest answer anywhere in the log is 4:56 PM, and no question is asked at or after 5:00 either. The exposure is the single 4:00 to 5:00 hour, after the helpers leave.

05July 22, the confirmed early departure

An Assistance Coach scheduled until 5:00 PM gave his last answer at 3:51 PM. 15 items came in after that, absorbed by Margarita (12) and Raushanah (3), both scheduled to finish at noon and at 1:00. 13 of the 15 arrived after 4:00 PM with no helper available.

Nothing formal happened when he left. The queue kept filling and two coaches scheduled to be gone absorbed it.

06Cover an early out

Toveta leaves early often, per the team. Her window ends at noon and she is logged to about 3:49 PM, so an early out removes the coach absorbing the most unscheduled load. This is the call order, for her days and for anyone else who leaves early.

07The IM

Thanks for sharing the Task Calendar. Comparing it against the Assistance Chat, the gap is that the calendar tracks the rotating duties well and does not record who owns the chat when an Assistance Coach is out for part of a day or leaves early.

The calendar lists 16 absences. Eight of them record no backup at all. A helper agent does cover those weeks, so the issue is that nothing is written down rather than that nobody is there. After the fact we cannot tell who owned the chat or how it went.

Pulling the Assistance Chat log for July 22 through 28, which is when tracking started, gives 197 items and shows where the thin spot is. Coverage runs four to six people through the middle of the day. At 4:00 PM it drops to three, because the representative helpers and the helper agent all leave at 4:00. Of the 26 items answered after 4:00, one coach carried 17, and her Assistance window ends at noon.

July 22 shows what an early departure costs. An Assistance Coach scheduled until 5:00 gave his last answer at 3:51, and 15 items came in after that. Twelve went to one coach and three to another, both scheduled to finish at noon and at 1:00. Thirteen of the 15 arrived after 4:00 with no helper available.

More generally, almost nobody's logged day matches their scheduled window. Two coaches scheduled to finish at noon and at 1:00 are still answering at 4:53 and 4:56. One coach scheduled for 12:00 to 5:00 is logged answering from 8:38 in the morning.

Previously we only added a helper coach when someone was out for the entire day, and the rest was absorbed. That worked at lower volume. The OSHA zero dollar and OSHA 500 claim questions take longer to review, so the absorbing now comes out of people's own scheduled hours.

Proposed:

  1. Assign one Assistance Coach for every uncovered window, including partial days and early departures, and check the Dispatch, validation, audit and escalation load before assigning.
  2. Treat 4:00 to 5:00 as its own named assignment, since the helpers are gone and it currently falls to whoever is still online.
  3. Record the coverage in the calendar even when a helper agent takes it, so the eight blank entries stop being invisible.
  4. Agree who makes the assignment each morning. Right now it is not owned by anyone.

08Method

Coach activity is the answer time. Time Asked is when the agent posted the question, which can sit for hours before anyone picks it up. Every time on this page is when the coach replied.

Tracked window. Tracking started July 22. Items dated July 20 and 21 are excluded, so every coach is measured across the same five days.

Timezone. No offset applies. Colombia is UTC-5 with no daylight saving, and US Central in July is also UTC-5. From early November to mid March, Central moves to UTC-6 and a one hour gap opens.

Rotating help. Margarita and Fabian rotate as help, per the team. The calendar legend also gives each of them a window, 7:00 AM to 12:00 PM for Margarita and 12:00 to 5:00 PM for Fabian. Both are printed side by side, since the legend hours are the assigned block and the rotating help is what they do on top of it.
